Does info@ handling depend on a specific person? How to choose between Gmail delegation and collaborative inbox

"Our inquiries arrive at info@, but in practice almost only one administrative staff member checks it. When that person is off, emails pile up and responses grind to a halt. When things are busy, other employees go check it too, so occasionally two people have replied to the same inquiry, confusing the client." This was a consultation we recently received from an executive running a company with a dozen or so employees.

When you leave a company's main email address or shared inboxes like support@ and sales@ to someone's personal inbox, person-dependency (work stops when that person is absent), duplicate responses (multiple people reply to the same email), and missed replies (assuming someone else has checked it) will inevitably happen. Google Workspace provides two mechanisms designed for different purposes to tackle this problem: Delegation and Collaborative Inbox. In this article, we explain the differences between the two and how to choose between them, from our perspective of partnering through custom development and support.

Person-dependency and duplicate responses in shared email

First, let us examine why standard email forwarding or account sharing fails to solve the issue. The practice of sharing the password for info@ among everyone so each person logs in directly makes it impossible to tell who has already responded, fostering duplicate replies and omissions. Moreover, forgetting to change the password when an employee departs creates a security hole by leaving access active. Forwarding emails to individual addresses also leaves the response status entirely inside each person's head, keeping the vulnerability where operations halt during absences.

What is needed is a state where the team can see who handled which email, and to what extent. Google Workspace provides this in two distinct ways.

Delegation and collaborative inbox serve different purposes

Mail delegation is a feature that allows another user to view and send email on behalf of a specific user's Gmail account. It is well-suited for proxy handling, such as an assistant managing an executive's schedule-related emails. However, delegation does not include mechanisms for managing response statuses or assigning tasks.

On the other hand, a Collaborative Inbox is a mechanism that uses Google Groups as a shared inbox. Assignees can be designated for each incoming email, and statuses such as "In progress," "Complete," "No action needed," or "Duplicate" can be applied. Because assignee names are displayed in the email list, you can see at a glance who is handling each item, structurally preventing duplicate responses and omissions. In short, the choice depends on purpose: use a Collaborative Inbox to share incoming emails across a team, and use Delegation to handle an individual's inbox by proxy.

Case study: A company that moved person-dependent info@ handling to a collaborative inbox

Here is a specific example (the company name is withheld). A company where inquiry handling fell entirely on a single administrative employee—causing replies to be delayed whenever that person took time off—came to us for consultation. Upon hearing their story, we learned that during busy periods other employees would also check info@, resulting in incidents where two people sent conflicting replies to the same inquiry.

We transitioned info@ to a Google Groups Collaborative Inbox and established a rule to assign inquiries first thing every morning. Once handled, items are marked "Complete," signaling others not to touch them. Through this alone, the state of "not knowing who is looking at it" changed to "seeing at a glance who is assigned," practically eliminating duplicate and missed responses. Even if an assignee is absent, handoffs simply require reassigning the item to someone else. What made the difference was not a new tool, but adding a single assignment rule to the Google Workspace Collaborative Inbox they already possessed.

First determine whether delegation is sufficient

Pay attention to the sequence. When facing shared email challenges, organizations often rush to consider feature-heavy inquiry management tools, but most SMEs can resolve the problem at an earlier stage. First, separate by purpose: Delegation if you only need proxy handling, and Collaborative Inbox if you want team distribution. From there, establish assignment and completion routines using a Collaborative Inbox; considering a dedicated tool only when the volume becomes unmanageable is the most cost-effective sequence.
